Turn the SLA schedule in your contracts into live timers on every job, with business-hour calendars, justified clock pauses, escalations before breach and reports your client will accept.
SLA management software applies each contract's priority matrix to every job as live response and resolution timers. It uses business-hour, 24/7, Ramadan and UAE public holiday calendars, allows clock pauses only for approved reason codes, escalates before a breach, and produces monthly SLA reports per contract. FM, MEP and IT service providers in the UAE use it to defend performance figures.
SLA management software in the UAE measures whether a service provider did what the contract promised, and how fast. Most FM, MEP and IT service contracts include a priority matrix: an emergency such as a water leak in an occupied tower or a stuck lift with passengers needs a response within a short window and a make-safe soon after; a high-priority fault such as a failed AC in a hotel room has a longer target; routine requests can wait for days. Each target has two clocks, response (technician on site or acknowledged) and resolution (fault fixed or made safe).
The hard part is not setting the targets but measuring them fairly. Does the clock run overnight for a retail client that is closed, or 24/7 for a hospital? Does it pause while the tenant refuses access, or while a part is on order from a supplier in Jebel Ali? Who is warned five minutes before a breach? Without software, SLA reports are prepared at month-end from timestamps typed into spreadsheets, and clients do not trust them.
This page covers the SLA layer: targets, calendars, timers, escalation and reporting. How requests are logged is covered in service request management, and how deductions flow into the client's monthly invoice is covered in facility management contract software.

Typical issues in UAE service organizations that track SLAs manually or in a basic ticketing tool.
Different contracts have different targets, but the help desk tool applies one standard. Reports are then wrong for every client whose contract is stricter or looser.
Technicians call the coordinator to say they arrived, and the time is typed in later. Clients challenge the accuracy, especially when deductions are involved.
The clock is stopped for 'awaiting access' or 'awaiting parts' with no record of who asked or why. Auditors and client FM managers reject unsupported pauses.
The supervisor learns about a breach in the monthly report, not while there was still time to send another technician. There is no warning at, say, 75% of the target.
Reduced working hours during Ramadan and public holidays such as Eid change business-hour calculations. Fixed timers produce false breaches or hide real ones.
Building the monthly SLA pack for each client takes days of exporting and reformatting. The figures arrive too late to discuss improvement in the client meeting.
How an SLA is applied and measured on each request, from logging to the monthly report.
One shared database: every step updates stock, finance and reports in real time.
SLAs depend on accurate data from several places. These are the modules involved.
Targets per contract, priority and category, with separate response and resolution times.
Business hours, 24/7 schedules, Ramadan hours and UAE public holidays per site or contract.
Requests from phone, email, portal and WhatsApp, each linked to the contract that defines its SLA.
The job record where on-site arrival, make-safe and completion times are captured, ideally from the mobile app.
Notifications to supervisor, operations manager and account manager at set percentages of the target.
Controlled pause reasons such as no access or client-supplied part, with a note and optional approval.
Breach counts feed the deduction rules of the client contract for the monthly valuation.
Compliance by contract, site, priority and trade, with drill-down to each breached job.

The control room or help desk supervisor works from a live board; managers use the same data for monthly reporting.

Odoo Helpdesk is an Enterprise app. Feature names and depth change between releases.
SLA accuracy improves when timestamps come directly from the source.
SLA records are operational, but they affect billing, staff and personal data.
Arrival times captured by GPS involve employee location data and tenant contact details. Apply the UAE personal data protection law (Federal Decree-Law 45 of 2021) principles: purpose, minimal data and access control. See PDPL and ERP data protection.
Where SLA breaches reduce an invoice already issued, a tax credit note is normally required. Confirm the VAT treatment with your tax advisor.
Emergency SLAs drive night and weekend callouts. Overtime and rest rules under UAE Labour Law (Federal Decree-Law 33 of 2021) and the summer midday work break announced by MOHRE affect how 24/7 coverage is staffed.
Keep an unchangeable log of status changes, pauses and edits to timestamps, so SLA figures can be defended in a client audit or dispute.

Benefits service providers typically aim for. Results depend on adoption and data capture.
Supervisors act on at-risk jobs while there is still time to reassign.
Timestamps come from the mobile app and pauses carry evidence.
Reports per contract are produced from the system instead of assembled by hand.
Breach counts feed contract deductions with a clear audit trail on both sides.
Usually part of a wider FM or help desk rollout. Ranges are typical, not commitments.
Durations are typical ranges; your plan is agreed after discovery.
Extract priority matrices, calendars, pause rules and deduction clauses from client contracts.
Set up SLA policies, calendars, pause reasons and escalation rules.
Enable arrival, make-safe and completion capture from the technician app.
Compare the system SLA report with the current report for one billing period before relying on it.
We configure the system for the rules UAE businesses report against, and test it before go-live.

Still have a question? Our consultants are happy to help.
Ask an ExpertYes. SLA policies are selected by contract, customer, site, priority or category. A hospital contract can run 24/7 with tight targets while an office contract uses business hours.
Use defined pause reasons that stop the clock only for agreed causes, require a note, and optionally need supervisor approval. Many contracts allow pauses for client-caused delays but not for the provider's own parts shortages, so configure them to match the contract.
Not strictly, but it makes them credible. Arrival and completion captured on site, with time and location, are far harder to dispute than times entered later. See our field technician mobile app page.
The dispatcher sees time remaining on each job and the scheduling board can prioritize jobs closest to breach. That logic is covered in technician scheduling software.
The system can count breaches and calculate the deduction under the contract formula, but most providers keep a human review before the valuation is issued. That avoids deductions for breaches that were later justified.
For ticket-led service, Zoho Desk and Odoo Helpdesk are both capable; for complex field service with entitlements, Dynamics 365 is strong. The right choice depends on the rest of your system. We implement all four and recommend by fit.
